Map the journey before you improve it
A client experiences your firm as one continuous journey, not a collection of departments. The initial enquiry, engagement letter, first update, and final invoice all shape how they judge your service.
Start by mapping five stages: enquiry, intake, active matter, resolution, and closeout. For each stage, record what the client needs to know, who is responsible for the next action, and how that action will be confirmed. Look for moments where a client has to ask, "What happens next?"
Choose one recent matter. Trace every client touchpoint and identify the single handoff most likely to create uncertainty. Fix that handoff first.
